A chatbot improves response time by answering approved questions and collecting useful context while the team is unavailable. Speed is only helpful if the answer is accurate, the next step is clear and a person remains easy to reach.

Separate an answer from a decision

Opening information, service coverage and process explanations can be suitable for automation. Bespoke quotes, complaints, safety issues and commitments usually need a qualified person or a tightly controlled rule.

Ask only what the next step needs

A lead does not need to complete a long interview to speak to you. Capture the service, relevant location, broad need and preferred contact route. Add questions only when they meaningfully change routing or the recommendation.

Use an approved source of truth

Keep answers grounded in current service pages and business-approved documents. Assign an owner to update the knowledge source when an offer, policy or process changes. Tell the visitor when the assistant cannot confirm an answer.

Measure the whole handover

A quick automated reply is not the same as a resolved enquiry. Review time to a useful answer, human handover time, incomplete conversations and lead quality. Sample transcripts to identify confusion rather than measuring only message volume.

Design the handover as carefully as the answer

A useful chatbot knows when to stop answering and organise the next step. If someone describes a complex requirement, collect the minimum details needed for a person to respond and explain that the request needs review. The handover should include the conversation context so the customer does not need to start again.

  • Define the questions the assistant can answer.
  • Link answers to maintained source material.
  • Test outdated, missing and conflicting information.
  • Give unresolved enquiries an owner.
